9.3 Voice of the Customer (VoC) Survey Methodology
Part of Chapter 9: Customer Success, Support & Advocacy (Post-Sale) in the Master Go-To-Market (GTM) & Revenue Architecture Index.
A structured Voice of the Customer (VoC) methodology captures multidimensional feedback across critical milestone touchpoints. By combining transactional, relational, and effort-based metrics, the organization identifies product friction, operational gaps, and expansion readiness across user personas.
| Survey Type | Primary Focus & Purpose | Deployment Trigger / Cadence | Target Action Threshold & Playbook |
|---|---|---|---|
| Net Promoter Score (NPS) | Measures overall brand loyalty and advocacy likelihood (0-10 scale). | Bi-annual deployment to active user base and executive sponsors. | Promoters (9-10) routed to Advocacy team; Detractors (0-6) trigger immediate CSM SLA outreach. |
| Customer Satisfaction (CSAT) | Evaluates short-term satisfaction with specific operational interactions. | Transactional (post-support ticket resolution or onboarding completion). | Scores \\< 4/5 alert Support Director for immediate case review and customer follow-up. |
| Customer Effort Score (CES) | Quantifies operational ease of completing tasks (e.g., configuration, integration). | In-app deployment immediately following key product configuration flows. | High-effort ratings trigger UX research review and automated help documentation prompts. |
Closed-Loop Survey Governance
Survey data is ineffective without automated operational follow-through. Closed-loop governance enforces clear departmental SLAs based on score categories:
Any NPS detractor (score ≤ 6) generates an automated escalation ticket in GainSight/Salesforce. The assigned CSM must initiate direct outreach within 24 hours to record root cause issues (e.g., product bugs, missing features, poor training).
Monthly VoC reviews synthesize feedback trends across CS, Product, and Engineering leadership to align product roadmap priorities directly with customer pain points.
